About the W04 exam

W04 is the CII's Award in Customer Service in Insurance. It is 50 multiple-choice questions written to ten case studies, in 90 minutes — four options per question, single best answer, no negative marking. The nominal pass mark is 70%, with CII standard-setting applied to each sitting.

This unit is examined differently from the others. Questions are attached to short case studies rather than standing alone, so you are not being asked what a term means — you are being asked what the right thing to do is, for this customer, in this situation. Recall alone will not carry you. Every question in this bank is therefore written around its own scenario, which is how the real paper feels.

What each learning outcome covers

Fulfilling customer requirements. The heaviest outcome. The structure and operation of the insurance market; good faith and obtaining material information; types of customer and their demands and needs; the customer experience in building relationships; the legal, organisational and ethical rules that apply when informing customers; the consequences of inaccurate or outdated information; effective complaints handling; customer attraction and retention; improving customer relationships; concerns affecting internal and external customers; and keeping customers updated.

Customer feedback. Why feedback matters, the methods of collecting it both formally and informally, and how it is depicted through charts, graphs and pictograms.

Communication. How good communication builds and sustains client relationships — one of the four outcomes that together make up most of the paper.

Conflict. How to deal with conflict within an insurance environment.

Records. Why accurate and confidential record-keeping matters, and what follows when it fails.

Workload and time. Managing your own workload and time — the smallest outcome in the unit.

Teamworking. Working with others to achieve team and organisational objectives.

The sales process. Understanding how the sales process operates in an insurance context.

Increasing sales activity. How sales activity is grown and supported.

How to use this bank

Four outcomes — customer requirements, communication, teamworking and the sales process — account for roughly three-fifths of the paper between them. That is where your preparation should concentrate.

The trap in W04 is that the content feels like common sense, so candidates under-prepare and then meet options that are all reasonable-sounding. The exam is testing which response is best, against the CII's framing of good practice — not which response is merely acceptable. Read the scenario before the question, decide your answer before looking at the options, and when you review, pay attention to why the near-miss options fall short. That is the skill the paper is actually measuring.
